A Brisbane man who booked four cheap first class flights to the US due to an error on the Qantas website was shocked when he was hit with a more than $100,000 bill after the national carrier promised to rebook customers on business class at no extra cost.
Qantas sold hundreds of first class fares between Australia and the US for up to 85 per cent cheaper than usual in the early hours of August 23 by mistake.
The airline, which under its terms and conditions can cancel and refund customers if there is “an error or mistake that is reasonably obvious in the fare price”, instead promised to rebook passengers in business class at no additional cost “as a gesture of good will”.
This meant affected customers still scored seats up to 65 per cent cheaper than the usual business class fare on offer.
However, Aji Paul and his family, who had begun planning their holiday and informing friends from the States they were coming to visit, were devastated when the airline failed to follow through.
Mr Paul had booked four first class return flights to Dallas, Texas for his family next year for about $17,500 and used Qantas’ ‘Book Now, Pay Later’ option, paying $100 to hold the flights.
Like those who already paid in full, Mr Paul received a promising email.
“As a gesture of goodwill, Qantas will be rebooking you in the business class cabin on the same flight for the same price you have already paid,” Qantas Customer Care said.
The email said there was no action required from Mr Paul and he would be sent the updated tickets.
But after no further updates, Mr Paul says he discovered four days later that the total payment due had increase from $17,465 to $100,121.
He told news.com.au it was “really shocking” but thought it might have been “another price mistake”.
Mr Paul said he immediately called Qantas, which was the beginning of a “frustrating” week of multiple phone calls with different customer service representatives.
“It’s really terrible because unfortunately every person I speak to gives a totally different story,” he said.
“They have no consistency in what [information] they are giving.”
He said some representatives promised a solution that didn’t eventuate, while others were confused and unable to assist.
He said he was eventually told to lodge a complaint form and did so, before receiving a call last Friday asking if he wanted to pay $56,000 for the business class flights.
Mr Paul said he would have understood if he had simply been informed there was a price mistake and they were not able to honour it under the terms and conditions of the sale. He said he would have accepted a refund on his deposit.
“That would have been the end of the story,” he said.
But it has been the varying stories from staff who were unable to answer questions about whether they even knew about the website error that left him “really frustrated,” he said.
The issue remained unresolved for two weeks until news.com.au contacted the airline about this story on Tuesday.
Qantas has promised to provide business class seats at the original price of $4,366.14 per person.
“We apologise to Mr Paul for the trouble and are contacting him to resolve the outstanding issues with his booking,” a Qantas spokesman said.
“As per other customers who attempted to book the First Class fares published in error, we will rebook his flight into Business at no additional cost or provide a full refund.”
News.com.au understands Qantas is unaware of any other processing errors and all other affected bookings have been updated with new tickets, including those who used ‘Book Now, Pay Later’.
Last month, the Qantas Group posted an underlying profit before tax of $2.08 billion for the 2023-24 financial year, down 16 per cent on the year prior.
It was the company’s first full year results with Vanessa Hudson at the helm after she took over the top job in September when Mr Joyce brought forward his retirement two months early so the airline could “move ahead with its renewal” under new management.
The new chief executive described the results as “strong” but acknowledged they were lower, attributing the drop to lower airfares and lower freight revenue, as well as greater investment in customers ($230 million).
Ms Hudson said it was crucial to “get the balance right” between customer and employee satisfaction, and delivering for shareholders.
She said both Qantas and budget airline Jetstar had seen “significant uplift in satisfaction”.
When Ms Hudson became CEO, she promised to put customers first in efforts to repair the airline’s reputation.
Earlier this month it was revealed Mr Joyce would have his bonuses slashed by more than $9 million and that the airline had committed to implementing all 23 recommendations made in its review of key governance matters.
Mr Joyce’s bonuses were withheld amid mounting pressure from investors following a string of controversies, including the illegal sacking of 1700 workers, the selling of tickets on already cancelled flights and allegations of anti-competitive behaviour.
The airline will be pay about $20 million in compensation to customers affected by its flight cancellation policy, after admitting it had misled passengers. This is in addition to a $100 million civil penalty.
The Australian Competition and Consumer Commission (ACCC) had launched legal action against the airline in August 2023, claiming it sold tickets for 8000 “ghost flights” (already-cancelled flights) between May and July 2022.

With a potential pilot strike looming, Air Canada is preparing to suspend its operations in a shutdown that could impact tens of thousands of passengers.
Canada's largest airline and the Air Line Pilots Association (ALPA), which represents more than 5,000 Air Canada pilots, are negotiating over the union's wage demands. Air Canada pilots are seeking compensation in line with what their U.S. counterparts make.
"What the airline can do is to diminish the impact on the travellers and that's what Air Canada is trying to do now," said Frederic Dimanche, a professor at Toronto Metropolitan University and the director of the School of Hospitality and Tourism Management.
Air Canada strike could leave passengers scrambling
He said that giving travellers an opportunity to reschedule their flight or offering them credits — as Air Canada is doing — is "the very minimum" the airline can do.
"I think it's important for people to be aware that a strike is potentially coming and that they need to make some arrangements."
Here's how a potential strike could impact your travel plans, and what you can do about it.
What to know about a potential strike
A strike or lockout can't take place before the 21-day cooling period that began on Aug. 27, after the pilot union voted overwhelmingly in favour of authorizing a strike.
While Air Canada and Air Canada Rouge flights would be impacted by a potential strike, Air Canada Express (which includes the Jazz and PAL carriers), are not involved in the negotiations. Their flights will continue to operate normally.
A spokesperson for Air Canada also confirmed to CBC News that flights operated by one of its airline partners (e.g. Lufthansa) wouldn't be impacted by a disruption.
Sunday, Sept. 15: Air Canada could start suspending its operations.
Sept. 15-18: If an agreement isn't reached, the airline or the union will likely issue a 72-hour strike notice or lockout notice, triggering a three-day wind-down plan.
Both Air Canada and its low-cost subsidiary Air Canada Rouge will prepare to suspend flights over the course of three days, starting on Sunday.
If a traveller's flight is cancelled once a strike or lockout notice is issued, Air Canada will notify the passenger, who will be eligible for a full refund. The airline said passengers customers will "typically" get 12 to 24 hours' notice of a cancellation during the wind-down phase.
But they won't be entitled to any additional compensation under the Airline Passenger Protection Regulations.
Wednesday, Sept. 18: Following the three-day wind-down, a total shutdown of Air Canada's operations would start at 12:01 a.m. on this day.
After Sept. 18: Once a complete shutdown has occurred, Air Canada anticipates it will take seven to 10 days for normal operations to resume.
Making changes to your booking
Customers who booked a ticket or redeemed points for an Aeroplan flight reward on Sept. 9 or earlier — for travel scheduled between Sept. 15 and 23 — can make changes to their bookings now for free, according to Air Canada's goodwill policy.
You can rebook your flight with an Air Canada carrier (including Rouge and Express) to another date between Sept. 9 and 14, and/or between Sept. 24 and Nov. 30, 2024.
If you booked your travel through a third-party service, the airline is advising passengers to contact the travel agent or company directly.

If you cancel your flight.
Customers who choose to cancel their flights will get a full refund if they purchased a refundable fare. A cancellation fee could apply depending on the type of ticket purchased.
If you bought your ticket using Aeroplan points, you can cancel and have your points redeposited into your account.
If you bought a non-refundable ticket, you can get a one-time credit for future travel the next time you book with Air Canada, but there is an expiry date attached to the credit and it's non-transferable.
The airline will notify you if your flight gets cancelled, and you'll be eligible for a full refund regardless of the fare you purchased. No cancellation fees will apply.
The airline will also try to rebook you on a different flight, though it cautions that space is limited.

CBC News asked Air Canada whether passengers who are stranded abroad during a strike would be eligible for additional compensation or accommodations if their flight home were to be cancelled. In response, the airline said that would be considered on a case-by-case basis.
"It will be case dependent as different countries and jurisdictions have different regulations about such things, but our policy is to abide by all applicable laws," read an email.
The Air Canada website notes: "If you are contacted by someone claiming to represent Air Canada offering to change your booking, please be aware we will never ask for your booking reference or locator number, as we already have that information."

Florida baseball will open its 2025 season on Valentine's Day hosting Air Force and also will host state-rival Miami.
The Florida Gators will begin their quest for their third straight College World Series appearance when they host the Falcons on Feb. 14-16.
Florida will face the Hurricanes from Feb. 28-March 2 at Condron Family Ballpark. Other notable non-conference series include hosting Dayton (Feb. 21-23) and Harvard (March 7-9). Florida will play at Florida State on March 11, and host the Seminoles on April 8. Florida and FSU also will play a third game at 121 Financial Park in Jacksonville on March 25.
UF opens SEC play on March 14 at defending national champion Tennessee. The Gators won't play SEC newcomer Oklahoma in the regular season but will play at Texas in a three-game series from May 9-11.
Florida returns five starters — including slugging shortstop Cody Shelton and slugging catcher/first baseman/designated hitter Luke Heyman — from a team that reached the final four of the CWS last season before falling to eventual runner up Texas A&M. Overall, Florida has made 14 CWS trips in school history and nine under current coach Kevin O'Sullivan.
The most significant loss for the Gators from its 2024 roster is two-way star Jac Caglianone, who slugged a school-record 35 homers for UF last season. Caglianone was taken in the first round (sixth overall) of the Major League Baseball amateur draft last July by the Kansas City Royals.
